Telemedicine, or telehealth, is defined as remote healthcare using information communication and technology for the exchange of information during the examination, diagnosis, and treatment process. Although it has been used for decades, telemedicine was underused until COVID-19 pandemic. RSA UGM has started providing telemedicine since 2020 which still need strategy for improving, optimizing, and expanding telemedicine services.
Service Quality, which is measured by the gap between expectation and perception of service experience, can directly influence customer satisfaction and service utilization. Examining patients’ perception of services can influence healthcare services delivery based on patient needs, preferences, and values (patient-centered care).
The purpose of this study is to analyze the implementation of telemedicine from patient perspectives, which can directly enhance the quality improvement of services.
Qualitative study with SERVQUAL framework (tangibility, reliability, responsiveness, assurance, and empathy). Responses were obtained from 13 participants who registered as users of RSA UGM’s Telemedicine platform. The data was analyzed and used for quality improvement of care.
The results revealed that telemedicine is used mostly among younger adults (20-40 years old) who are more familiar with technology, and also widely used by people that have not lived in Jogja. The most frequent complaint is about facilities and systems that are still having many limitations and constraints. Effective communication strategies crucial for service quality. The lack of telemedicine awareness and information can affect the utilization. This study formed a new dimension, access and convenience, that are crucial for telemedicine performance.
